The questions that fill a support queue
Most support inboxes are dominated by a short list of repeat questions. An assistant can answer these from your written policies and saved replies:
- Where is my order, and when will it arrive?
- How do I return or exchange something?
- I cannot log in or reset my password.
- How do I use this feature or product?
- Can I change or cancel my order?
- Do you ship to my area, and what does it cost?
- Was my payment received?
Messages outside these patterns, such as complaints, legal threats, press inquiries or refund requests above your set limit, are tagged and handed to a named person on your side.
Coverage hours and how they are agreed
Support coverage is agreed in hours and channels. Some businesses want a block every weekday morning to clear whatever arrived since the day before. Others want chat staffed during their busiest hours, or extra cover around a sale or product launch. Evenings and weekends can be included when the arrangement allows.
The quote depends on those hours, the number of channels and how much each conversation involves. Email can be answered in batches, while live chat needs someone watching the widget, so the two are often scoped separately. Be specific about when you want replies to go out and what customers should see outside those hours, such as an auto reply that says when someone will be back.
Your role once support is running
Outsourced support still needs a small amount of your attention. In the first weeks, expect to approve drafted replies, answer questions about edge cases and correct the tone where it does not sound like you. After that, the job on your side is mostly:
- Handling escalated tickets quickly, since customers are waiting
- Approving new saved replies as they are drafted
- Telling the assistant about policy, product or shipping changes before customers ask
- Looking over the tag counts now and then to see what customers keep asking
A short weekly note in both directions keeps everything current.
Questions about customer email and chat support
What gets escalated to us?
Anything your escalation guide says needs a person: refunds above a limit, policy exceptions, angry or threatening messages, chargebacks, legal language, safety issues and media inquiries. Each one is passed on with an internal note covering what the customer wants, what was checked and the decision needed.
Can support cover evenings and weekends?
Coverage hours are agreed in the scope, and evenings or weekends can often be included. Describe the hours you want in your quote request. For hours that are not covered, an auto reply that tells customers when they will hear back is a sensible default.
What are macros or saved replies?
They are stored answers to common questions inside your help desk, with blanks for names, order numbers and dates. They keep answers consistent and quick to send. A good assistant adjusts each saved reply to the customer's actual message instead of pasting it as is.
